I know you, you know me: the effects of customer empathy and employee self-disclosure on customer citizenship behavior

Summary: Drawing on social penetration theory and social exchange theory, this study examines the influence of customer empathy for frontline employees and employee self-disclosure on customer citizenship behavior (CCB). The results show that higher levels of customer empathy for frontline employees are associated with an increased likelihood of exhibiting CCB. Employee self-disclosure is found to have a greater impact on fostering CCB. The mediating effect of rapport in the relationship between customer empathy, employee self-disclosure, and CCB is also supported.

This is the first empirical study to apply complexity theory to explore variations in service quality perceptions and turnover intentions across gender using structural and configurational modeling.

Minimizing shame can enhance the positive effect of being moved, which also impacts customers' perception of workplace environment and social responsibility efforts.
