Understanding AI-based customer service resistance: A perspective of defective AI features and tri-dimensional distrusting beliefs

Summary: Communicating with customers through AI-based chatbots in customer service (AISC) has become popular, but there are defects in its actual implementation and it is not always accepted by customers. This study investigates customer resistance to AISC and proposes that lack of empathy is a key feature in its emotional dimension. Three pathways in which empathy functions are lacking are proposed and tested through a survey, and the results reveal that lack of empathy has direct, indirect, and moderating effects on customer resistance.
