Summary: This paper examines the impact of frontline employees' emotional labor (surface acting vs. deep acting) on customer satisfaction, and the moderating role of responsibility attributions in the context of robot service failure. A scenario-based experimental method was used for hypothesis testing, and the data from 363 collected questionnaires were analyzed using SPSS. The findings indicate that (1) emotional labor recovery has a double-edged effect, with deep acting improving customer satisfaction and surface acting undermining the effectiveness of service recovery; (2) customers' responsibility attributions for service failure moderate the effect of service recovery.

Summary: As service robots play an increasingly important role in service encounters, previous research has relied on the technology acceptance model to understand customers' acceptance of robotic services. However, it remains unclear how customers' responses to service robots differ in different service contexts. This study experimentally investigates customer-robot encounters in two types of service contexts, full and limited services. The findings reveal that customers who perceive high-quality interaction with a service robot are more likely to consider the robot useful, form positive attitudes towards using it, and develop rapport in a full-service context compared to a limited-service context. These findings contribute to the literature on robotic services and the technology acceptance model, and provide implications for designing service robots in different service contexts.

Summary: The COVID-19 outbreak has accelerated the development of service robots, but some hotels have not fully utilized them despite successful adoption. This study examines the challenges faced by hotel employees in benefiting from service robots, and proposes a robot usage resistance model (RURM). The model suggests that the lack of authentic anthropomorphous features and low usability can affect employees' perceptions of service robots, while factors such as excessive workloads, techno-insecurity, and techno-uncertainty can trigger negative emotions and resistance to continuous usage. This study provides a solid conceptual investigation into employee resistance to service robot continuous usage, enabling the development of strategies to maximize the benefits of hotel service robot usage.

This study provides a systematic review of two decades of anthropomorphism research in the hospitality and tourism literature, identifying trends and proposing future research directions. It finds that brand anthropomorphism and product anthropomorphism are underexplored in this literature, despite their theoretical relevance and potential. By comparing the limitations in current literature with anthropomorphism studies in other fields, this study suggests meaningful directions for future research.
