Why do systems for responding to concerns and complaints so often fail patients, families and healthcare staff? A qualitative study

Graham P. Martin et al.

Summary: Healthcare organisations frequently fail to meet the expectations of patients and staff when responding to concerns and complaints, which can contribute to organisational failures. Functionally rational processes may be effective for handling simple concerns, but are less equipped to address complex or unclassifiable complaints. Alternative approaches based on communicative action theory may offer more effective responses that satisfy complainants and improve services.
